What is self-service rate?

Published September 10, 2026 · Reviewed by the Fidiora team

Definition

Self-service rate is the share of customers who resolve their issue using help content or in-product guidance without contacting support. It is difficult to measure directly, because success looks like absence, so most teams approximate it with a ratio of help centre sessions to tickets.

Why it matters

Self-service is the cheapest resolution channel that exists, with a marginal cost of nearly zero. It is also the one most often measured badly, because a help centre visit followed by a ticket is a failed self-service attempt that most reporting counts as a success.

What to know

  • Zero-result searches are the clearest signal in the whole measurement, and they are directly actionable.
  • A visit followed by a ticket on the same topic is a failure, and matching them requires effort most teams skip.
  • Self-service works best for procedural and status questions and worst for judgement and exception cases.
  • Content quality beats content quantity. Twenty excellent articles usually outperform two hundred mediocre ones.
  • Surfacing the answer at the point of need beats expecting customers to go and search for it.

How to calculate it

Approximate self-service rate = 1 - (tickets on a topic / help sessions on that topic)

An example

Example: a help centre gets forty thousand sessions and support gets four thousand tickets. The naive read is a ninety percent self-service rate. Matching sessions to tickets by topic shows that a third of ticket filers read an article first and it did not help.

Common mistakes

  • Counting a help centre visit as a self-service success
  • Never analysing zero-result searches
  • Publishing volume of content rather than quality of answers
  • Making the contact option hard to find to raise the number
Where Fidiora fits

Fidiora is self-service that actually answers, because the customer asks in their own words instead of searching for the right article. Every question it cannot answer from your content is logged, which turns the failures into your content roadmap.

Questions

What is a good self-service rate?
Benchmarks here are especially unreliable because measurement methods differ so much. Your own trend, and specifically the zero-result search rate and the share of ticket filers who read an article first, are far more useful.
How do I increase self-service rate?
Write the answers to your top ticket topics using the words customers use, surface them at the moment of need rather than in a separate site, and fix the zero-result searches. Those three actions do most of the work.
Why do customers skip self-service?
Usually because searching is more effort than asking, or because previous searches failed. An assistant that answers in natural language removes the search step entirely, which is why it outperforms a static help centre.
