What is knowledge base?

A knowledge base is a structured collection of articles that answer customer questions about a product or service. It serves three audiences at once: customers searching for answers, agents looking up procedures, and increasingly AI systems using it as the grounding source for automated replies.
Why it matters
The knowledge base used to be a nice-to-have that a minority of customers read. Once an AI agent answers from it, it becomes the single point of failure for every automated response. A stale article is no longer a page nobody visits, it is a wrong answer delivered confidently at scale.
What to know
- Every article needs a named owner and a review date, or the collection decays invisibly.
- Contradictory articles are worse than missing ones, because an AI system will pick one and sound certain.
- Structure for retrieval: one question per article, an answer in the first paragraph, and consistent headings.
- Search analytics on your own knowledge base is the cheapest gap analysis available and almost nobody reads it.
- Coverage should be measured against actual ticket topics, not against a content plan written a year ago.

Example: a company has two articles about the refund window, one saying fourteen days and one saying thirty. Nobody noticed for a year because customers rarely read either. The day an AI agent starts answering from the knowledge base, the contradiction becomes a daily commercial problem.

- Publishing articles with no owner and no review date

- Writing for completeness rather than for the question asked
