What is cost per contact?

Also known as: cost per ticket

Definition

Cost per contact is the average fully loaded cost of handling one customer interaction, calculated by dividing total support cost by total contacts in a period. It is a capacity and efficiency measure. It says nothing about whether the contact achieved anything for the customer.

Why it matters

Cost per contact is the traditional support finance metric and the one most likely to mislead once automation enters the picture. Automating cheap contacts raises the average cost of the remaining human contacts, which looks like a regression on this metric while total spend falls.

What to know

  • Automation removes the cheapest contacts first, so human cost per contact rises by arithmetic, not by failure.
  • Repeat contacts are counted separately, so a poorly resolved issue can lower your cost per contact.
  • It is useful for channel comparison, since phone, chat, and email have genuinely different unit costs.
  • Blend it with cost per resolution or you will optimise for cheap contacts rather than solved problems.
  • Segment by channel and issue type, since a blended figure describes no real workload.

How to calculate it

Cost per contact = total fully loaded support cost / total contacts handled

An example

Example: a team automates a category of two-minute contacts. Total spend falls fifteen percent, but human cost per contact rises from six dollars to nine because only the harder contacts remain. Both numbers are correct and only one describes the outcome.

Common mistakes

  • Judging an automation programme on cost per contact alone
  • Blending channels with very different unit economics
  • Counting repeat contacts as independent successes
  • Excluding tooling and AI spend from the numerator
Where Fidiora fits

Fidiora shifts the conversation from contacts to resolutions. Because handoffs and abandoned chats are never billed, the spend you can attribute to Fidiora maps one to one onto issues that were actually solved.

FAQ

Questions

Why did our cost per contact rise after automation?
Because the cheap contacts left the human queue. The remaining mix is harder, so the average rises even though total spend fell. Look at total cost and cost per resolution to see the real picture.
Is cost per contact still worth tracking?
Yes, for channel-level capacity planning and for spotting a genuine efficiency problem inside a single issue type. Just do not use it as the headline measure of an automation programme.
What is a typical cost per contact?
It varies hugely by channel, geography, and complexity, and published benchmarks rarely disclose their inclusions. Your own channel-level trend is far more actionable than any external figure.
