Automation rate is the share of support work performed without human action. Definitions vary widely: some count whole conversations, some count individual steps such as tagging and routing. The denominator you choose determines whether the number describes capacity relief or activity.

Why it matters

Automation rate is a useful internal planning number and a terrible comparison number. Because every company defines the unit differently, cross-company figures mean nothing. Internally it is valuable for a specific question: how much of the work that used to require a person no longer does.

What to know

  • Distinguish operational automation, such as routing, from customer-facing automation, such as answering.
  • Only customer-facing resolution changes headcount maths. Operational automation changes efficiency.
  • A rising automation rate with a rising reopen rate means you are automating failure at scale.

  • Weight by time saved rather than by count, or trivial automations dominate the metric.

An example

Example: a team automates ticket tagging and reports a ninety percent automation rate. Every ticket still reaches a human, and nothing about capacity changed. The number was accurate and told leadership something false.
