Definition

Voice of the customer is the structured capture, analysis, and distribution of customer feedback from every source, including surveys, support conversations, reviews, sales calls, and cancellation reasons. Its purpose is to make what customers actually say available to the people who can change it.

Why it matters

Most voice of the customer programmes collect diligently and act rarely. The failure is almost never in the listening and almost always in the routing: nobody owns turning a finding into a change, so the programme becomes a quarterly slide that describes problems everyone already recognised.

What to know

  • Support conversations are the highest-volume and least-filtered feedback source and are usually the least used.
  • Survey data is biased toward the delighted and the furious. Transcripts capture the indifferent middle.
