What is support queue?

Definition

A support queue is the ordered set of requests waiting to be worked, usually grouped by team, topic, or priority. The queue is where the trade-off between fairness and value is decided, because the ordering rule determines who waits and who does not.

Why it matters

Queue design is a policy decision disguised as a technical setting. First in first out is fair and commercially blind. Priority ordering serves the business and can starve ordinary customers indefinitely. Most teams never make the choice explicitly, so it gets made by whatever the tool defaults to.

What to know

  • Queue length is a lagging indicator. Arrival rate against resolution rate is the leading one.
  • Pure priority ordering starves low-priority tickets, which is why ageing boosts exist.
  • Too many queues fragments capacity and leaves work stranded behind whoever owns each one.
